A Global Operation Running on Complexity

A leading manufacturer of industrial compressed air equipment operates field service teams across Australia and the United States, supporting hundreds of customers whose uptime depends on rapid, reliable service. For years, the organisation managed this through a patchwork of systems: legacy scheduling tools, manual SAP confirmations, paper-based service reports, and disconnected billing workflows that introduced errors and delays at every step.

 

Technicians in the field carried clunky mobile interfaces designed for a desktop era. Service Coordinators juggled multiple screens to dispatch a single job. Finance teams chased billing accuracy across two SAP plant environments. Leadership had no single view of service performance. The tools had become the problem.

THE APPROACH

Building on Salesforce Field Service — End to End

Rather than bolt on another point solution, the organisation made a strategic commitment: consolidate all field service operations onto Salesforce Field Service Lightning (FSL), deeply integrated with SAP as the system of record for orders, equipment, and billing. The programme was designed in phases, starting with the Australian operations and extending to the US, with full dual-region capability as the target state.

INTEGRATION

Real-Time SAP Integration — Eliminating the Manual Middle Layer

At the heart of the transformation was a deep, bi-directional integration between Salesforce and SAP. Every Work Order created in Salesforce now flows automatically to SAP for confirmation — no manual re-keying, no missed postings, no duplicate confirmations.

 

Inbound APIs were built to receive equipment (asset) data and location data from SAP in real time, keeping Salesforce as an accurate mirror of the physical installed base. Outbound APIs handle parts availability checks, credit validation, pricing lookups, and billing — all triggered directly from within Salesforce without coordinators needing to switch systems.

Zero-touch Order Confirmation

Work Order confirmations post automatically to SAP upon job completion. A duplicate-prevention flag ensures no order is posted twice — a critical fix that previously caused reconciliation issues on a weekly basis.

Live Parts Availability — In the Work Order

Technicians and coordinators can check real-time SAP parts availability, pricing, and next available date directly from the Salesforce Work Order record. UOM conversions and plant-specific pricing are handled automatically across both regions.

Automated Billing (DMR) to SAP

The billing (Document Management Request) process — previously a manual data-entry exercise — is now triggered from a single button in Salesforce. Labour, parts, overtime, and miscellaneous charges are assembled and sent to SAP in a structured two-call process, with full audit logging and status tracking.

Parts Returns — Handled End-to-End

Serialised and non-serialised parts returns are managed directly in Salesforce via a dedicated LWC, with SAP return orders created automatically. The return flow handles rollback logic, receiving locations, and serial number tracking without leaving Salesforce.

Technician Experience

FSL Mobile — Designed for the Field, Adopted by the Field

Previous attempts to mobilise the field workforce had failed primarily because the tools felt like desktop software forced onto a phone screen. The team took a deliberate approach: every mobile component was built specifically for the constraints and workflows of field technicians, not adapted from a desktop process.

 

The FSL Mobile experience now guides technicians through every step of a job — from receiving the assignment through to completing parts consumption, generating the service report PDF, and closing the job — all from the Salesforce Field Service mobile app.

Digital Work Plans & JHA Checklists

Work plans with job hazard analysis (JHA) checklists are automatically assigned and shared with technicians through FSL Mobile. Sharing logic was custom-built to ensure Work Plans are accessible even in offline-prone environments, using a record-triggered sharing flow for Automated Process users.

On-Device Service Report PDF

At job completion, technicians generate a fully formatted service report PDF from the mobile app. The document pulls real-time data across six Salesforce objects simultaneously, with a settle-gate pattern ensuring all data loads before generation — even on slower connections.

Parts Consumption & Van Stock

Technicians log parts consumption and van stock purchases directly in the mobile app, using components built exclusively on mobile-compatible APIs. The parts addition flow includes real-time SAP availability checks, quantity validation, and non-parts type blocking — all from the field.

Automated Labour & Overtime Calculation

Travel, regular, and overtime hours are calculated automatically based on Salesforce appointment data and regional operating hours — including timezone-aware overtime thresholds that reset correctly for multi-day appointments. Coordinators no longer manually calculate overtime for each job.

Leadership & Operations Visibility

Visual Metrics That Management Can Actually Use

One of the clearest wins from the Salesforce-first approach is what it unlocked for leadership. Where service performance metrics previously lived in spreadsheets or required manual extraction from SAP, every key metric is now available in real-time through unified dashboards built on the Salesforce reporting layer.

 

The organisation’s leadership team now views service KPIs — first-time fix rates, appointment completion times, labour utilisation, billing pipeline, and parts consumption — in a single, role-appropriate dashboard. Regional breakdowns for Australia and the US are available without additional data wrangling.

Patterns that previously surfaced weeks later — such as regional technician utilisation gaps or specific product lines generating repeat callouts — are now visible in real time.

Scheduling Intelligence

Appointment Bundling — More Work, Same Journey

For geographically dispersed technicians servicing multiple customers in the same area, the organisation implemented Salesforce FSL Appointment Bundling — allowing multiple service appointments to be grouped into a single optimised technician journey.

 

Custom bundle logic was built to propagate account and territory data from member appointments to the parent bundle Work Order, ensuring dispatchers always see accurate context in the Dispatcher Console. Sharing workflows were extended to ensure technicians on bundled appointments receive correct access to all associated Work Plans automatically.

Quoting & Commercial

Multi-Region Quoting — Unified, Not Duplicated

Extending the platform to the United States required rebuilding the quoting module from the ground up for US-region compatibility — without breaking the existing Australian quoting process. A shared LWC-based quoting interface now dynamically resolves the correct SAP plant, sales organisation, pricing book, and tax rules based on the region of the account being quoted.

 

US-region quote PDFs are generated and stored as Salesforce Files directly from the quote record, matching the layout required by US commercial operations. SAP tax amounts are fetched in real time from SAP and applied to quote line items, eliminating manual tax calculation for US quotes.

The Dispatcher Console gives Service Coordinators a single view of technician availability, territory, and appointment status. What required toggling between multiple tools now happens on one screen, reducing dispatch time by approximately 40%.

Technicians trust their mobile tool

FSL Mobile adoption is 3× higher than the previous tool because it was designed around the technician's workflow, not retrofitted from a desktop process. Technicians can complete a full job lifecycle — receive, check parts, complete work steps, generate report, close — without leaving the app.

Billing is faster and accurate

The average time to invoice after job completion dropped from over 6 days to under 2 days. Billing accuracy improved by 60% as labour, parts, and overtime are now calculated automatically rather than manually assembled.

Australia and the United States now operate on a single Salesforce platform with region-aware data scoping. New US regions (Kansas City, California, Texas) are being onboarded against a template, not rebuilt from scratch.
